AI-Powered Omnichannel Customer Experience: A Qualitative Analysis of Digital and Physical Touchpoints

Advancements in information and communication technology (ICT) have transformed the retail industry by combining several channels to improve consumer experience, facilitating a transition from multichannel to omnichannel business models. The rising difficulty of providing adequate customer service has piqued the interest of academics and businesspeople alike in this subject. This ever-changing era of technology requires businesses to stay on top of customer relations, which includes providing great customer service across various digital channels and having the ability to cater to the clients’ individual needs. Recognizing the significance of integrating information and services from multiple available channels to reduce data mismatches and enhance a seamless experience, retailers have transitioned from a multichannel strategy to an omnichannel strategy. This paper seeks to understand how artificial intelligence can help businesses combine and manage the customers’ digital and physical interactions with the brand. Through an analysis of case studies and secondary literature, this research reports on the most important AI technologies and the sectors of retail, banking, healthcare, and travel, including their advantages and drawbacks in the context of AI-based omnichannel strategies. The results underscore the overwhelmingly positive impacts AI can have on customer service, business processes, and business intelligence while mitigating issues such as data division and confidentiality.
