Research on the customer responses to Omni-channel: heterogeneity of channel integration modes

Enhancing customer experiences is central to companies’ channel integration, yet existing literature provides limited guidance on the nuances of consumer experiences across different channel integration modes. This study applied the S–O–R model to examine the effects of different channel integration modes on consumer empowerment, trust, satisfaction, and willingness to visit, helping businesses choose appropriate channel integration modes. A comprehensive survey was conducted across China, involving 500 pairs of consumers who had interacted with companies through distinct modes of channel integration, including self-built, a combination of self-built and third-party, and exclusively third-party modes. Post hoc tests under the three models revealed significant consumer experience differences across the models. PLS-SEM revealed that the self-built channel integration mode significantly bolsters consumer trust, thereby increasing their intention to patronize the business. Conversely, integration through third-party channels was found to be more effective in enhancing customer satisfaction during the shopping journey across different integration models. This study is important for the strategic choice of channel integration mode and gives a direction for enterprises to optimize channel integration.
